Your Customers Decided to Leave Long Before They Told You
The worst surprise in business is the customer who leaves out of nowhere, except it was never out of nowhere. They decided to leave weeks or months before they told you, and the cancellation was just the paperwork. In this episode, JT breaks down why retention is not measured at the renewal but decided in a hundred small moments along the way, and the three moves to see churn coming while you can still stop it: read the relationship at every touch point instead of waiting for the finish line, act at half the time to churn so you are preventing a decision instead of reversing one, and build one escalation that fires on a number and lands with a named owner. Ends with a one-customer homework assignment that will change how you see every account you still have.
Stop reading the ending and calling it a measurement.
Retention is not decided at the renewal. It is decided in a hundred small moments along the way. These three moves let you see churn coming while you can still stop it.
Measure at Every Touch Point, Not the Renewal
The renewal is a recording of a decision already made. Score the relationship all along the journey, with a number that means the same thing every time, so you can see the drift while it is still happening.
Act at Half the Time to Churn
Customers erode, they do not fall off a cliff. Start your save motion long before the renewal. Early you are adjusting an impression. Late you are arguing with a decision, and that is ten times harder.
Build One Escalation That Fires on a Number
Anything at or below a five triggers a named owner with real authority to act, and it runs until the number recovers. Not a team, a person. A trigger, an owner, and an off switch.
